Why this domain matters in Morocco, now
The routes for redress are known and public: Bank Al-Maghrib publishes the number and nature of the complaints it receives each year, the Moroccan Centre for Banking Mediation has handled disputes since 2014, and Law 31-08 (loi 31-08) governs consumer information and distance selling. In a market where hierarchy matters, a high score can hide dissatisfaction that nobody dares to voice. The only honest measure is one that follows the relationship over time.

- Building an Aligned Customer Experience Strategy
An aligned customer experience (CX) strategy connects the organisation's business objectives to a structured view of the journey as the customer sees it (an "outside-in" view). It is owned by the leadership team rather than delegated to a single department, and built into the company's governance and risk decisions.

- Calculating the ROI of Customer Experience
The ROI of customer experience (CX) is calculated by linking concrete measures (call volumes, handling times) and derived metrics (satisfaction, customer effort, customer lifetime value) to a demonstrable financial impact (cost avoided, revenue retained or additional revenue), rather than treating customer experience as a purely qualitative subject.

- Client Experience in Regulated Professions: Trust from the First Contact
For a lawyer, notary, accountant or real estate agent, trust is won or lost at the first contact: a response time that is announced and kept, a fee process that is explained, document requests that are justified without any hint of suspicion. The checks required by Law 43-05 then become a moment of trust rather than an ordeal. Measuring response times, reminders and drop-outs makes it possible to check this.

- Courtesy Bias: Why Satisfaction Surveys Can Overstate
Satisfaction surveys can overstate real satisfaction, because of courtesy, acquiescence and social desirability. Research shows that scores are almost always concentrated at the top of the scale and that interviewer-administered modes, especially by telephone, produce more positive answers. We have not identified any published study measuring the size of this bias in Morocco: the right response is better design, not a correction factor.

- Customer Culture as a Performance Driver
A strong customer culture means that consideration for the customer runs through every department of the company, not only the one formally responsible for it. It rests on a principle documented since the 1990s: the experience of employees and the experience of customers are directly linked, and both feed through into the organisation's financial performance.

- Customer Experience and Customer Success: Two Disciplines, One Goal
Customer experience (CX) covers all the impressions a customer forms throughout their relationship with a brand. Customer Success is a more recent and more targeted discipline, born in B2B and SaaS, that actively supports customers after the sale as they work towards their own goals. The two do not compete: they operate at different scales of the same journey.

- Customer Experience Certifications: CCXP and Alternatives, How to Choose
The most widely recognised individual certification in customer experience is the CXPA's CCXP: three years of experience required, a 100-question exam in three hours, in English or French but not in Arabic, and renewal every three years with 30 credits. The alternatives depend on the role: Forrester or Qualtrics XM for method, CCSM for customer success, COPC for customer operations, and the ISO 10002, 10004 and 18295 standards to structure practice.

- Customer Experience in E-commerce in Morocco
In Moroccan e-commerce, the customer experience is mostly decided after the click: order confirmation, delivery and after-sales service. Cash on delivery, which is very widespread, makes the confirmation step decisive, and WhatsApp is often the main channel. The key metrics are the confirmation rate, the successful delivery rate, the return rate and response time.

- From Telemarketing to Customer Experience: Repositioning a Contact Centre
Since 11 August 2026, French Law No. 2025-594 (Article 13) has prohibited calling a consumer for marketing purposes without their prior consent. For Moroccan centres, which largely serve the French market, outbound cold-call telemarketing becomes a risky model. Repositioning means shifting the offer towards inbound customer service, retention, complex support, digital channels and AI-assisted service, with outcome indicators.

- Getting Customer Onboarding Right
Customer onboarding is the structured process, usually spread over the first 90 days, that welcomes a new customer, guides them as they get to grips with the product or service, and demonstrates in concrete terms the value of their investment. The quality of this initial support sets the tone for the entire relationship that follows.

- Measuring Contact-Centre Quality beyond Handling Times
The quality of a contact centre is measured by what the customer experiences, not just by speed: first contact resolution, repeat contact rate, perceived effort, transfer rate, complaint rate and quality assessment of conversations. Average handling time remains useful for planning, not for judging. Automated call analysis is possible within the limits of the AI Act: inferring employees' emotions has been prohibited since 2 February 2025.

- Reducing Customer Churn in Morocco
Customer churn is the proportion of customers who do not renew their contract over a given period. Reducing it depends less on one-off retention gestures at the end of the contract than on continuous monitoring of warning signs, starting in the adoption phase that follows onboarding.

- The Customer Experience Profession in Morocco: Roles, Skills and Career Paths
In Morocco, the customer experience profession covers several roles: CX leadership, journey manager, voice of the customer analyst, complaints manager, customer success manager and contact-centre quality manager. The expected skills follow the five domains of the CXPA framework. The function is only effective if it has access to senior management and works with compliance, data and IT.

- The Customer Health Score Explained
A customer health score combines several indicators (product or service usage, stated satisfaction, support history, likelihood of renewal) into a single, actionable reading, designed to spot a customer who is disengaging before it turns into actual churn.

- The Six Pillars of Customer Experience: The Model Explained
The Six Pillars of Customer Experience model, which comes from KPMG Nunwood research covering millions of customer surveys, identifies six recurring categories of emotion associated with the highest- and lowest-rated experiences: integrity, resolution, expectations, time and effort, personalisation, and empathy.

- Understanding Customer Needs: Research Methods
Understanding customer needs relies on combining quantitative data (concrete, numerical measures) with qualitative data (interviews, verbatims, open-ended feedback), gathered at several points in the customer journey: satisfaction surveys, churn analysis, feedback from support tickets and unsolicited improvement requests.

- User Experience in Morocco's Public Services: Framework and Methods
In Morocco, Law 54-19 on the Public Services Charter (2021) requires administrations to receive users through qualified staff, to measure their satisfaction regularly and to publish annual reports, as well as a review of complaints. Law 55-19 (2020) simplifies procedures, and the Chikaya.ma portal provides for a response to complaints within 60 days. Improving the user experience means measuring real procedures, not just opinions.

- What Customers Do, Not Just What They Say: Behavioural Signals
Behavioural signals are what customers do: repeat calls, journey drop-offs, declining usage, closures, payment incidents, recourse to the mediator or the regulator. They escape the response biases of surveys and complement reported satisfaction, which according to de Haan et al. (2015) predicts loyalty only modestly. Combining them must comply with Law 09-08, in particular the purpose limitation principle.

How this domain shapes our solutions
- Every portal we build includes receiving and tracking complaints, with visible timelines.
- Journeys are designed from the client's real tasks, tested in French and Arabic, with correct right-to-left display.
- The client always knows what happens next: acknowledgement of receipt, next step, contact person.
- Prices and conditions are shown before the commitment, as Law 31-08 requires.

Frequently asked questions
Do you need software to manage customer experience?
No. A complaints register and a few questions asked regularly are enough to start.
Is NPS useless?
It is not useless; it is insufficient as a single verdict. Read it over time and cross-check it with the facts.
Does a very small business need this?
Yes, from the first client.
What is the difference with customer service?
Customer service is a moment; customer experience is the whole relationship, before, during and after.
Does KaperX offer consulting in this domain?
Not yet. The guides are available, and our digital solutions already apply these principles.
